Contact Centre AI: Are You Ready for It?

Every contact centre is discussing AI.

From AI agents and chatbots to automated quality monitoring, conversational analytics and real-time adviser support, organisations are investing heavily in technology that promises lower costs, greater efficiency and improved customer experiences.

The potential benefits are significant. AI has the ability to support advisers, streamline customer interactions and improve operational performance.

Yet implementing AI does not automatically create business value.

According to McKinsey & Company’s State of AI research, only 6% of organisations qualify as AI high performers, generating significant enterprise-wide value from their AI investments.

So why are so many organisations investing in AI but struggling to achieve meaningful returns?

Start with the Business Problem, Not the AI Tool

When organisations begin exploring AI, the conversation often starts with questions such as:

  • How much money could AI save us?
  • Which processes can we automate?
  • Which AI platform should we use?
  • How quickly can we deploy AI agents?

These seem like sensible questions, but they’re often asked too early.

The first question should be:

What is causing friction within our contact centre today?

Many unsuccessful AI initiatives follow the same pattern. Technology is selected before the organisation has clearly defined the problem it is trying to solve.

The result is often an expensive solution that delivers limited value because it was never aligned with a specific business outcome in the first place.

AI should not be the starting point.

The customer journey should be.

Question 1: What Problem Are We Trying to Solve?

Before considering AI, organisations must first identify where friction exists within their operation and understand the root causes behind it.

This could include:

  • High call volumes.
  • Long handling times.
  • Poor first-contact resolution.
  • Repetitive administrative tasks.
  • Inconsistent customer experiences.
  • Poor access to information.

These challenges should be clearly defined before any technology solution is considered.

For example, if advisers are spending too much time searching for information during customer interactions, AI may be able to help. However, if the underlying issue is poor knowledge management, fragmented processes or outdated systems, introducing AI alone may simply automate an existing problem rather than solve it.

Question 2: Are We Ready for AI?

Before investing in AI, organisations should assess whether they are ready to support it.

Successful adoption relies on more than selecting the right platform. Processes need to be clearly defined, responsibilities understood, employees engaged, and appropriate governance in place.

Too often, organisations move straight to implementation without addressing these foundations.

At Trig Point Consulting, we believe successful transformation comes from aligning people, processes and technology.

Taking the time to assess readiness reduces risk, improves adoption and helps ensure AI delivers measurable value rather than becoming another underutilised tool.

The Most Important Question: Do We Actually Need AI?

In today’s market, there can be pressure to implement AI simply because everyone else is doing it.

However, not every operational challenge requires an AI solution.

Sometimes AI is the right answer. AI agents can help manage repetitive enquiries, support advisers during customer interactions and improve access to information.

But sometimes the answer lies in improving processes, governance, training, knowledge management or making better use of existing technology.

According to Deloitte Digital’s 2026 Global Contact Center Survey, contact centres with mature AI capabilities report 85% greater profitability than organisations with low AI maturity.

The key word is mature.

The organisations achieving the strongest results are not implementing AI simply because it is available. They are implementing it as part of a wider strategy focused on customer experience, operational efficiency and clearly defined business objectives.

The goal should never be to implement AI for the sake of it. The goal should be to solve the right business problem in the most effective way possible.
